Job Overview
The Workforce Management Specialist will be accountable for enhancing workforce deployment by efficiently planning capacity, scheduling, and managing real-time workforce activities to achieve expected service levels, productivity benchmarks, and operational efficiency.
Primary Responsibilities
- Conduct comprehensive capacity planning and establish staffing needs across teams, skills, queues, and time intervals.
- Develop, refine, and disseminate agent schedules, ensuring a balance between service quality, productivity, cost control, and employee satisfaction.
- Continuously monitor real-time workforce performance and staffing against planned forecasts.
- Detect and manage intraday issues such as staffing shortages, unexpected volume spikes, absenteeism, adherence deviations, and risks to service standards.
- Propose and implement corrective measures including schedule modifications, overtime management, voluntary time off, break adjustments, shift rotations, or resource reassignments.
- Track and analyze key workforce management and contact center performance indicators including Service Level Agreements.
- Generate detailed daily, weekly, and monthly workforce management reports and management dashboards.
- Ensure precise maintenance of employee data, skills inventories, schedules, and workforce management system information.
- Collaborate closely with Operations, Human Resources, Recruitment, Training, and Finance teams to align workforce requirements.
- Assist in recruitment planning and anticipate future staffing needs due to forecasted demand growth or attrition.
- Engage in continuous improvements of workforce management processes, automation initiatives, reporting tools, and system efficiency.
Qualification Requirements
- Bachelor's degree in Business, Human Resources, or related disciplines is preferred.
- Two to four or more years of experience in workforce management, ideally within a contact center or BPO setting.
- Proven expertise in forecasting, scheduling, capacity planning, and real-time workforce management techniques.
